Building a Post-Purchase Customer Experience Framework

The Challenge
 

A growing e-commerce brand had a strong acquisition strategy but lacked a structured post-purchase customer experience.

Once an order was delivered, the customer journey effectively ended. There was no defined process for checking delivery success, gathering customer feedback, identifying dissatisfied customers, or encouraging repeat purchases.

The business assumed that if customers didn't contact support, they were satisfied.

This reactive approach created several challenges:

  • Missed opportunities to identify and resolve negative experiences before they escalated.

  • No system for collecting customer feedback or measuring satisfaction.

Rather than waiting for customers to reach out with problems, I designed a proactive post-purchase customer experience workflow that transformed support from reactive to relationship-driven.

The framework included:

  • A structured post-delivery follow-up sequence to confirm successful order delivery.

  • Customer satisfaction check-ins at key touchpoints after delivery.

  • A standardized process for identifying and prioritizing dissatisfied customers for immediate follow-up.

  • Automated workflows to reduce manual follow-ups while maintaining personalized communication.

  • Clear escalation procedures for negative feedback to ensure timely resolution.

  • A centralized process for collecting customer insights and recurring feedback to support continuous operational improvements.

The objective wasn't simply to follow up—it was to extend the customer experience beyond the transaction and create opportunities for retention, advocacy, and long-term loyalty.
